Este manual cubre las dos primeras piezas del rol de dispatcher: tomar una reserva y gestionar una cancelación. Está escrito para leerse completo una vez y después consultarse por secciones. Las cifras de política —minutos, porcentajes y plazos— son propuestas: deben quedar idénticas en los Términos y Condiciones publicados antes de entrar en operación.

Los cinco no negociables del dispatcher
- Toda reserva se confirma por escrito antes de cerrar la conversación.
- Ningún dato se improvisa. Si no lo sabes, lo verificas. Nunca se asume.
- Discreción absoluta. Nombres, direcciones, itinerarios y acompañantes no se comentan jamás fuera del CRM ni con otros clientes o choferes que no estén asignados.
- Un problema se comunica antes de que el cliente lo descubra.
- El cliente nunca escucha nuestros problemas internos. «No consigo chofer», «el sistema está lento» o «mi compañero no lo cargó» no existen para el cliente.

Cuatro reglas de estilo
- Frases cortas. Una idea por frase. Si necesita dos comas para explicarse, córtela.
- Una sola disculpa. Disculparse tres veces convierte un problema pequeño en uno grande.
- Datos concretos. Una hora, un nombre, un número. Nunca «en un ratito» ni «enseguida».
- Nada de superlativos. No decimos «lujo», «premium» ni «el mejor». Se demuestra, no se anuncia.
El rol del dispatcher
El dispatcher es el único punto donde se cruzan cliente, chofer y vehículo. Nadie más en la empresa ve la operación completa. Por eso la calidad del servicio se decide, casi por entero, en esa silla.
Sí es responsabilidad del dispatcher
- Recibir, crear y validar reservas por cualquier canal.
- Emitir la confirmación escrita.
- Cargar y mantener todo en HubSpot.
- Asignar chofer y vehículo, y confirmar su disponibilidad.
- Monitorear el día en curso (vuelos, tráfico, retrasos).
- Gestionar cambios, cancelaciones y no-shows.
- Escalar a tiempo.
No es responsabilidad del dispatcher
- Negociar tarifas fuera de la lista vigente.
- Autorizar excepciones de cobro por cuenta propia.
- Contratar, sancionar o despedir choferes.
- Prometer vehículos que no están en flota o no están disponibles.
- Dar información de otros clientes o servicios.
- Resolver reclamos legales o de seguros.
Los estados de una reserva
Estados alternos: Modificada · Reprogramada · Cancelada · No-show. Cada cambio de estado se registra con hora y autor.

SOP-01 · Reservas
Objetivo: que toda solicitud, entre por donde entre, termine como una reserva confirmada por escrito, cargada en HubSpot y con un chofer asignado que ya la aceptó.
4.1 Canales de entrada
Existen tres puertas y una sola sala: web, teléfono y email / cuenta corporativa. Las tres terminan en la misma ficha de HubSpot. Nada se anota en papel, en un cuaderno personal ni «se recuerda».
4.2 Datos del cliente
Una reserva no se confirma si falta alguno. Los marcados con ◆ son los que más se pierden.

4.3 Proceso de reserva
El orden importa: el precio se muestra antes de pedir el pago, y el pago se toma antes de emitir la confirmación.
- Reconocimiento del punto de recogida. Dirección validada por el sistema (mapa / autocompletado), no escrita a mano libre.
- Destino y paradas. Se calcula la ruta y la duración estimada.
- Fecha, hora y zona horaria. Se repite en voz alta con día de la semana y AM/PM.
- Categoría de vehículo según pasajeros y equipaje.
- Datos del pasajero: nombre, móvil, email.
- Extras y requerimientos especiales.
- Tarifa en firme en pantalla — sin sorpresas posteriores.
- Pago o autorización de tarjeta (o validación de la cuenta corporativa).
- Confirmación automática por SMS y email.
4.4 La confirmación escrita No negociable
La reserva existe cuando el cliente recibe la confirmación escrita por SMS. Antes de eso es una intención, y así debe hablarse de ella internamente.
La confirmación debe contener, sin excepción:
- Número de reserva
- Fecha, día y hora con zona horaria
- Dirección de recogida completa
- Destino y paradas
- Nombre del pasajero
- Categoría de vehículo
- Tarifa y qué incluye
- Resumen de la política de cancelación
- Teléfono directo de Olilux 24/7
Si el cliente no acusa recibo en 15 minutos y el servicio es en menos de 12 horas, se llama para confirmar recepción.
4.5 Carga en HubSpot
- Buscar el contacto antes de crearlo: nunca se duplican fichas.
- Vincular contacto ↔ empresa (cuenta corporativa) cuando aplique.
- Crear el negocio «Reserva #…» con todos los campos del formulario.
- Etiquetar: Cliente preferente Corporativo Aeropuerto Recurrente Por horas
- Registrar toda comunicación en la ficha: llamada, SMS, email, nota.
- Adjuntar el perfil de preferencias si el cliente es recurrente.
Nada de WhatsApp personal, notas sueltas ni acuerdos verbales. Si no está en HubSpot, no existe.
4.6 Asignación de chofer
- Publicar el servicio en el grupo de choferes con: fecha, hora, zona general, categoría de vehículo y duración estimada. Nunca el nombre del cliente ni la dirección exacta.
- Primer chofer que cumple los requisitos y confirma disponibilidad queda asignado.
- Criterios de desempate, en este orden: categoría de vehículo exacta · historial de puntualidad · familiaridad con el cliente o la ruta · idioma · proximidad.
- Enviar la ficha completa al chofer asignado por canal privado: nombre del pasajero, teléfono, dirección exacta, número de vuelo, notas y preferencias.
- Confirmación del chofer por escrito. El plazo que tiene el chofer para confirmar depende de cuánto falta para el servicio (ver tabla abajo). Sin respuesta dentro del plazo → siguiente candidato.
- Plan B obligatorio para todo servicio de cliente preferente, de aeropuerto o en horario crítico: un chofer de respaldo identificado en la ficha.

La lógica es simple: cuanto más lejos está el servicio, más margen tiene el chofer para organizarse y responder. Cuando el servicio es inminente no hay margen — el plazo se acorta a 30 minutos y el dispatcher llama por teléfono en lugar de esperar una respuesta escrita.
El chofer llega 15 minutos antes en direcciones de calle y está en la zona del aeropuerto 30 minutos antes del aterrizaje real.
4.8 Mensajes de confirmación al cliente

En servicios de aeropuerto se añade el monitoreo del vuelo y un aviso automático si cambia la hora de llegada.
Son cinco mensajes, siempre en el mismo orden. El primero sale en el momento de la reserva; los demás se cuentan hacia atrás desde la hora de recogida. Si la reserva se hace con menos de 24 horas de antelación, el mensaje 2 no se envía y se pasa directo al 3.
4.9 Casos especiales
Aeropuerto
Número de vuelo obligatorio. La recogida se ancla al aterrizaje real, no al horario programado. El punto de encuentro se define por escrito (meet & greet en sala de llegadas o curbside). Cortesía: 60 min para cualquier vuelo, doméstico o internacional, contados desde el aterrizaje real.
Por horas / a disposición
Mínimo de horas contratado, hora de inicio y de fin estimada, kilometraje incluido y política de extensión en bloques de 30 minutos, todo comunicado al reservar. Ver 4.10.
Corporativo
Quién autoriza, centro de costo o PO, facturación mensual. El viajero casi nunca es quien reserva: ambos reciben la confirmación si el solicitante lo autoriza.
Cliente preferente
Perfil guardado en HubSpot: temperatura, agua, música o silencio, ruta preferida, asiento, chofer habitual. Se aplica sin que el cliente lo pida.
4.10 Servicios por horas — cómo se comunica y cómo se extiende
El servicio por horas se vende como tiempo reservado, no como un trayecto. El chofer y el vehículo quedan a disposición del cliente durante las horas contratadas. Por eso todo lo que se explica abajo hay que decirlo al reservar, no cuando surge el problema.

Las cifras de mínimo de horas y kilometraje incluido son propuestas (alineadas con la práctica de Blacklane): deben confirmarse con dirección antes de publicarse.
Cómo se extiende un servicio en curso
- El cliente pide más tiempo al chofer o directamente al dispatcher. El chofer nunca acuerda una extensión por su cuenta: siempre pasa por el dispatcher.
- El dispatcher verifica la disponibilidad real del chofer. Si tiene otro servicio después, se dice de inmediato y se ofrece alternativa — nunca se promete y luego se retira.
- Se confirma el precio antes de continuar. Se le dice al cliente cuánto suma la extensión, en bloques de 30 minutos, y se espera su «sí».
- Se registra en HubSpot la nueva hora de fin, los bloques añadidos y el monto adicional.
- Se envía confirmación escrita de la extensión por SMS o email, exactamente igual que una reserva nueva. Sin confirmación escrita, la extensión no existe.
Dentro de las horas contratadas el cliente puede cambiar el itinerario, añadir paradas, esperar en un sitio o modificar el destino sin cargo adicional: está pagando tiempo, no una ruta. Lo único que se factura aparte es el kilometraje que excede lo incluido, más peajes y estacionamiento.
En un servicio por horas no hay tiempo de espera de cortesía. El reloj ya está corriendo desde la hora de inicio acordada, así que si el cliente se retrasa, ese tiempo se consume de las horas que contrató. Es el punto que más confusión genera: hay que decirlo al reservar, no después.
Guion — el cliente quiere extender
Por supuesto. Su chofer está disponible. Le extiendo el servicio dos bloques de treinta minutos, hasta las {hora}, y son {monto} adicionales. ¿Se lo confirmo así?
Of course. Your chauffeur is available. I'll extend the booking by two thirty-minute blocks, until {time}, which adds {amount}. Shall I confirm it that way?
Su chofer tiene un compromiso a las {hora}, así que no puedo extenderlo con él. Le asigno otro vehículo de la misma categoría para las horas adicionales. ¿Le parece?
Your chauffeur has a commitment at {time}, so I can't extend with him. I'll assign another vehicle of the same class for the additional hours. Would that work for you?
SOP-02 · Cancelaciones y No-Show
Una cancelación bien gestionada conserva al cliente. Una mal gestionada cuesta la cuenta. La regla es simple: la política se comunica una sola vez, con claridad y sin disculpas repetidas, y siempre se ofrece una alternativa antes de cerrar.
5.1 Política de cancelación
Cifras propuestas. Deben quedar idénticas en los Términos y Condiciones publicados, en el email de confirmación y en este manual.
La escala por tramos se reemplazó por una sola línea de corte a 1 hora, que es la regla de Blacklane. Cancelar con más de 1 hora de antelación no tiene ningún costo — da igual si es un traslado punto a punto, un servicio por horas, larga distancia, un grupo o un evento. Dentro de la última hora se cobra el 100 %.

Un solo número que memorizar: una hora. No hay tramos, no hay porcentajes intermedios y no hay una regla distinta para grupos. Traslado, larga distancia, servicio por horas, grupo o evento — todos se cancelan igual.
Antes de la hora: «Se la cancelo ahora mismo, sin ningún cargo.» Dentro de la última hora, sin rodeos y una sola vez: «Como estamos dentro de la hora previa a la recogida, la política aplica el 100 % de la tarifa.» Y siempre se ofrece la alternativa: mantener el servicio y moverlo a otra hora del mismo día.
Tiempo de espera
La cortesía de aeropuerto es la misma para vuelos domésticos e internacionales y se cuenta desde el aterrizaje real, no desde la hora programada del vuelo ni desde la hora de recogida acordada. Es el mismo criterio que aplican Blacklane y Wheely.

5.2 Procedimiento paso a paso
- Identificar la reserva por su número. Nunca de memoria ni «la del señor de ayer».
- Registrar la hora exacta de la solicitud en el CRM y comprobar una sola cosa: si falta más o menos de 1 hora para la recogida.
- Informar el resultado con claridad, una sola vez, sin rodeos y sin disculparse en exceso.
- Ofrecer la alternativa antes de cerrar: reprogramar en lugar de cancelar.
- Ejecutar en el sistema: estado → Cancelada · motivo · cargo aplicado · monto.
- Liberar al chofer y notificarlo por el canal privado.
- Enviar confirmación escrita de la cancelación indicando el monto cobrado o liberado.
5.3 No-show — protocolo de tres contactos
Sólo se declara no-show si se cumplen las cuatro condiciones. Si falta una, no es un no-show: es una espera, y se factura como espera.
- El chofer llegó y está en el punto correcto, con evidencia en el CRM (hora de llegada y geolocalización o foto).
- Venció el tiempo de cortesía que corresponde al tipo de recogida.
- Se hicieron tres intentos de contacto documentados, espaciados 5 minutos: 1 · Llamada al pasajero 2 · SMS 3 · Llamada o email a quien reservó
- El dispatcher autorizó la salida del chofer. El chofer nunca abandona el punto por su cuenta.
5.4 Vuelos

5.5 Cuando el que cancela es Olilux
Si no podemos prestar el servicio (avería, chofer indispuesto, clima, fuerza mayor):
- Avisar de inmediato, apenas se sabe. Nunca dejar que el cliente lo descubra en la acera.
- Ofrecer vehículo de reemplazo de categoría igual o superior, sin costo adicional.
- Si no hay flota propia, proveedor asociado autorizado con los mismos estándares.
- Si no hay solución: cancelación sin cargo + gesto comercial autorizado por el supervisor.
- Registrar el incidente con causa raíz para revisión semanal.
5.6 Reprogramación en lugar de cancelación
Una reprogramación solicitada con más de 1 hora de antelación y reubicada dentro de los 30 días siguientes conserva la tarifa original y no genera cargo. Se permite una reprogramación gratuita por reserva; la segunda se trata como cancelación según la política vigente.
Dentro de la última hora la reserva ya se cobra completa. Aun así se ofrece mover el servicio a otra hora del mismo día sin cargo adicional: el cliente ya pagó, y recuperar el viaje vale más que ganar la discusión.
5.7 Excepciones — quién autoriza

Toda excepción se registra en el CRM con motivo y autorizante. Sin registro, no hay excepción.
5.8 Escalamiento

Se escala de inmediato al Nivel 2 si: el chofer no llega o no responde, hay una queja formal, un cliente preferente resulta afectado, hay un cambio de vehículo de último minuto o una disputa de cobro.
Se escala al Nivel 3 si: hay un incidente de seguridad o accidente, riesgo de perder una cuenta corporativa, contacto de prensa o cualquier reclamo con implicación legal o de seguros.
InicioGuiones de llamada
Guiones para el call center, en los dos idiomas de operación. No son textos para leer palabra por palabra: son la estructura y el tono. Lo que no es negociable son los datos que se repiten y el momento en que se confirma por escrito.

Handover de turno

Casi todos los incidentes graves en una operación de chauffeur nacen de uno de estos ocho. Ninguno es complejo; todos son evitables.
Reserva sin confirmación escrita
Es la causa número uno de disputas. Sin confirmación, no hay reserva.
Hora sin AM/PM o sin zona horaria
Un cliente que vuela entre husos horarios asume el suyo. Siempre se explicita.
Dirección sin validar
Falta el número, la torre, la puerta o la terminal. El chofer llega «cerca» y eso ya es un fallo.
Teléfono del pasajero mal anotado
Se repite dígito a dígito. Si el pasajero no es quien reserva, se pide su móvil directo.
Asignar sin confirmar disponibilidad
Publicar en el grupo no es asignar. Asignado = el chofer aceptó por escrito.
Cambiar una reserva sin reconfirmar
Todo cambio genera una nueva confirmación escrita. Sin excepción.
Romper la discreción
Nombres, direcciones o itinerarios comentados fuera del CRM, en el grupo de choferes o con terceros.
Prometer fuera de política
Un descuento, una exoneración o un vehículo que no se puede sostener. Se consulta antes de prometer.

Antes de asignar un servicio, el dispatcher verifica que el chofer y el vehículo tengan expediente vigente. En Connecticut la operación de livery está regulada por el Departamento de Transporte (CT DOT) y el DMV, e incluye típicamente:
- Permiso de livery vigente emitido por el CT DOT.
- Placas de livery y registro del vehículo ante el DMV.
- Licencia del conductor con los endosos correspondientes.
- Seguro comercial vigente, acreditado mediante certificado ACORD.
- Verificación de antecedentes con huellas dactilares.
- Inspecciones anuales de seguridad del vehículo.
- Registro y conservación de los viajes realizados.
Regla operativa: ningún servicio se asigna a un chofer o vehículo cuyo permiso, seguro o inspección esté vencido en el expediente.

- Every booking is confirmed in writing before the conversation ends.
- No detail is improvised. If you don't know it, you verify it. Never assume.
- Absolute discretion. Names, addresses, itineraries and companions are never discussed outside the CRM, nor with other clients or unassigned chauffeurs.
- A problem is communicated before the client discovers it.
- The client never hears our internal problems. "I can't find a chauffeur," "the system is slow" or "my colleague didn't enter it" do not exist for the client.

Four rules of style
- Short sentences. One idea each. If it takes two commas to explain, cut it.
- Apologise once. Apologising three times turns a small problem into a large one.
- Concrete facts. A time, a name, a number. Never "shortly" or "in a moment".
- No superlatives. We don't say "luxury", "premium" or "the best". We show it instead.
The dispatcher's role
The dispatcher is the single point where client, chauffeur and vehicle meet. Nobody else in the company sees the whole operation. Which is why service quality is decided, almost entirely, in that chair.
The dispatcher owns
- Taking, creating and validating bookings from any channel.
- Issuing the written confirmation.
- Entering and maintaining everything in HubSpot.
- Assigning chauffeur and vehicle, and confirming availability.
- Monitoring the live day (flights, traffic, delays).
- Handling amendments, cancellations and no-shows.
- Escalating on time.
The dispatcher does not own
- Negotiating rates outside the current rate card.
- Authorising fee waivers on their own initiative.
- Hiring, disciplining or dismissing chauffeurs.
- Promising vehicles not in the fleet or not available.
- Giving out information about other clients or bookings.
- Resolving legal or insurance claims.

SOP-01 · Bookings
Objective: every request, whichever door it comes through, ends as a booking confirmed in writing, recorded in HubSpot, with a chauffeur who has already accepted it.
4.1 Intake channels
Three doors, one room: web, phone and email / corporate account. All three end in the same HubSpot record. Nothing is written on paper, in a personal notebook, or "remembered".
4.2 Client details
A booking is not confirmed if any of them is missing. Those marked ◆ are the ones most often lost.

4.3 The booking process
Order matters: the price is shown before payment is requested, and payment is taken before the confirmation is issued.
- Pickup point recognition. Address validated by the system (map / autocomplete), never free text.
- Destination and stops. Route and estimated duration are calculated.
- Date, time and time zone. Read back with the day of the week and AM/PM.
- Vehicle category based on passengers and luggage.
- Passenger details: name, mobile, email.
- Extras and special requirements.
- Firm fare on screen — no surprises afterwards.
- Payment or card authorisation (or corporate account validation).
- Automatic confirmation by SMS and email.
4.4 The written confirmation Non-negotiable
A booking exists when the client receives the written confirmation by SMS. Before that it is an intention, and it must be spoken about that way internally.
The confirmation must contain, without exception:
- Booking number
- Date, day and time with time zone
- Full pickup address
- Destination and stops
- Passenger name
- Vehicle category
- Fare and what it includes
- Summary of the cancellation policy
- Olilux 24/7 direct line
If the client does not acknowledge within 15 minutes and the job is within 12 hours, call to confirm receipt.
4.5 Recording in HubSpot
- Search for the contact before creating one: records are never duplicated.
- Link contact ↔ company (corporate account) where applicable.
- Create the deal "Booking #…" with every field from the form.
- Tag it: Preferred client Corporate Airport Recurring Hourly
- Log every communication on the record: call, SMS, email, note.
- Attach the preference profile for recurring clients.
No personal WhatsApp, no loose notes, no verbal agreements. If it isn't in HubSpot, it doesn't exist.
4.6 Chauffeur assignment
- Post the job to the chauffeur group with: date, time, general area, vehicle category and estimated duration. Never the client's name or the exact address.
- The first chauffeur who meets the requirements and confirms availability is assigned.
- Tie-breakers, in this order: exact vehicle category · punctuality record · familiarity with the client or route · language · proximity.
- Send the full job sheet to the assigned chauffeur on a private channel: passenger name, phone, exact address, flight number, notes and preferences.
- Written acceptance from the chauffeur. How long the chauffeur has to accept depends on how far away the job is (see the table below). No reply within the window → next candidate.
- A plan B is mandatory for every preferred-client, airport or critical-timing job: a back-up chauffeur named on the record.

The logic is simple: the further away the job, the more room the chauffeur has to organise himself and reply. When the job is imminent there is no room — the window drops to 30 minutes and the dispatcher picks up the phone instead of waiting for a written reply.
The chauffeur arrives 15 minutes early at street addresses, and is in the airport area 30 minutes before the actual landing.
4.8 Confirmation messages to the client

Airport jobs add flight tracking and an automatic notice if the arrival time changes.
Five messages, always in the same order. The first goes out at the moment of booking; the rest are counted backwards from the pickup time. If the booking is made less than 24 hours ahead, message 2 is skipped and you go straight to message 3.
4.9 Special cases
Airport
Flight number is mandatory. The pickup is anchored to the actual landing, not the scheduled time. The meeting point is agreed in writing (meet & greet in arrivals, or kerbside). Grace: 60 min for any flight, domestic or international, from the actual landing.
Hourly / as-directed
Contracted minimum hours, start and estimated end time, included mileage and the 30-minute extension policy — all stated at booking. See 4.10.
Corporate
Who authorises, cost centre or PO, monthly invoicing. The traveller is rarely the booker: both receive the confirmation when the booker allows it.
Preferred client
Profile stored in HubSpot: temperature, water, music or silence, preferred route, seat, usual chauffeur. Applied without the client having to ask.
4.10 Hourly services — how they are explained and how they are extended
An hourly service is sold as reserved time, not as a journey. The chauffeur and the vehicle are at the client's disposal for the contracted hours. That is why everything below has to be said at the time of booking, not when the problem appears.

The minimum hours and included mileage are proposals (aligned with Blacklane's practice) and must be confirmed by management before they are published.
How a live service is extended
- The client asks for more time, either from the chauffeur or directly from the dispatcher. The chauffeur never agrees an extension on his own: it always goes through the dispatcher.
- The dispatcher checks the chauffeur's actual availability. If he has another job afterwards, say so immediately and offer an alternative — never promise and then withdraw.
- Confirm the price before continuing. Tell the client what the extension adds, in 30-minute blocks, and wait for their "yes".
- Record it in HubSpot: the new end time, the blocks added and the additional amount.
- Send written confirmation of the extension by SMS or email, exactly as for a new booking. Without written confirmation, the extension does not exist.
Within the contracted hours the client may change the itinerary, add stops, wait somewhere or change the destination at no additional charge: they are paying for time, not for a route. The only things invoiced separately are mileage beyond what is included, plus tolls and parking.
An hourly service has no complimentary waiting time. The clock is already running from the agreed start, so if the client is late that time comes out of the hours they contracted. This is the point that causes the most confusion: say it at booking, not afterwards.
Script — the client wants to extend
Por supuesto. Su chofer está disponible. Le extiendo el servicio dos bloques de treinta minutos, hasta las {hora}, y son {monto} adicionales. ¿Se lo confirmo así?
Of course. Your chauffeur is available. I'll extend the booking by two thirty-minute blocks, until {time}, which adds {amount}. Shall I confirm it that way?

SOP-02 · Cancellations & No-Show
A well-handled cancellation keeps the client. A badly handled one costs the account. The rule is simple: state the policy once, clearly, without repeated apologies, and always offer an alternative before closing.
5.1 Cancellation policy
Proposed figures. They must appear identically in the published Terms & Conditions, in the confirmation email and in this manual.
The tiered scale has been replaced by a single cut-off at 1 hour, which is Blacklane's rule. Cancelling more than 1 hour ahead costs nothing — whether it is a point-to-point transfer, an hourly service, long distance, a group or an event. Within the last hour, the full 100 % applies.

One number to remember: one hour. No tiers, no intermediate percentages and no separate rule for groups. Transfer, long distance, hourly, group or event — they all cancel the same way.
Outside the hour: "I'm cancelling that for you now, at no charge." Inside the last hour, plainly and once: "As we're within the hour before pickup, the policy applies the full fare." And always offer the alternative: keep the booking and move it to another time the same day.
Waiting time
Airport grace time is the same for domestic and international flights and is counted from the actual landing — not from the scheduled flight time and not from the agreed pickup time. This is the same rule Blacklane and Wheely apply.

5.2 Step by step
- Identify the booking by its number. Never from memory or "the gentleman from yesterday".
- Log the exact time of the request in the CRM and check one thing only: whether the pickup is more or less than 1 hour away.
- State the outcome clearly, once, without hedging and without over-apologising.
- Offer the alternative before closing: reschedule rather than cancel.
- Execute in the system: status → Cancelled · reason · charge applied · amount.
- Release the chauffeur and notify them on the private channel.
- Send written confirmation of the cancellation stating the amount charged or released.
5.3 No-show — the three-contact protocol
A no-show is declared only when all four conditions are met. If one is missing, it is not a no-show: it is waiting time, and it is billed as waiting time.
- The chauffeur arrived and is at the correct point, evidenced in the CRM (arrival time and geolocation or photo).
- The complimentary waiting time has expired for that pickup type.
- Three documented contact attempts were made, 5 minutes apart: 1 · Call the passenger 2 · SMS 3 · Call or email the booker
- The dispatcher authorised the chauffeur to leave. A chauffeur never leaves the point on their own.
5.4 Flights

5.5 When Olilux is the one cancelling
If we cannot deliver the service (breakdown, chauffeur unwell, weather, force majeure):
- Tell the client immediately, the moment we know. Never let them find out at the kerb.
- Offer a replacement vehicle of equal or higher category at no extra cost.
- If there is no own fleet available, an approved partner operator to the same standard.
- If there is no solution: cancellation at no charge plus a goodwill gesture approved by the supervisor.
- Log the incident with its root cause for weekly review.
5.6 Rescheduling instead of cancelling
A rescheduling requested more than 1 hour in advance and moved to a date within the following 30 days keeps the original fare and carries no charge. One free rescheduling per booking is allowed; a second one is treated as a cancellation under the policy in force.
Within the last hour the booking is already charged in full. Even so, offer to move the service to another time the same day at no additional charge: the client has already paid, and recovering the trip is worth more than winning the argument.
5.7 Exceptions — who authorises

Escalate to Level 2 immediately when: the chauffeur does not arrive or does not respond, there is a formal complaint, a preferred client is affected, there is a last-minute vehicle change, or a billing dispute.
Escalate to Level 3 when: there is a safety incident or accident, risk of losing a corporate account, press contact, or any claim with legal or insurance implications.
TopCall scripts
Scripts for the call centre, in both operating languages. They are not to be read word for word: they set the structure and the tone. What is non-negotiable is the set of details read back and the moment the booking is confirmed in writing.

Shift handover
At the end of the shift, hand over in writing: every job in the next 48 h with its status, chauffeurs still to confirm, flights being tracked, sensitive clients or open incidents, outstanding payments, and any promise made to a client that has not yet been kept.
TopThe eight critical errors
Almost every serious incident in a chauffeur operation starts with one of these eight. None of them is complicated; all of them are avoidable.
A booking with no written confirmation
The number-one cause of disputes. No confirmation, no booking.
A time with no AM/PM or no time zone
A client flying between zones assumes their own. Always state it.
An unvalidated address
Missing number, tower, door or terminal. The chauffeur arrives "nearby" — and that is already a failure.
A mistyped passenger phone number
Read it back digit by digit. If the passenger isn't the booker, ask for their direct mobile.
Assigning without confirmed availability
Posting to the group is not assigning. Assigned = the chauffeur accepted in writing.
Amending without reconfirming
Every change produces a new written confirmation. No exceptions.
Breaking discretion
Names, addresses or itineraries discussed outside the CRM, in the chauffeur group, or with third parties.
Promising outside policy
A discount, a waiver or a vehicle that can't be delivered. Ask before promising.

A · Connecticut compliance
An orientation summary for the dispatcher — this is not legal advice. It must be validated with Olilux's legal counsel before being published or applied.
Before assigning a job, the dispatcher verifies that the chauffeur and vehicle have a current file. In Connecticut, livery operation is regulated by the Department of Transportation (CT DOT) and the DMV, and typically includes:
- A current livery permit issued by CT DOT.
- Livery plates and vehicle registration with the DMV.
- Driver licence with the applicable endorsements.
- Current commercial insurance, evidenced by an ACORD certificate.
- Fingerprint-based criminal background check.
- Annual vehicle safety inspections.
- Trip records kept on file.
Operating rule: no job is assigned to a chauffeur or vehicle whose permit, insurance or inspection has expired on file.
